Building CRM Around Product Ownership
Consumer hardware manufacturers invest heavily in product development, retail distribution, customer support, and post-purchase services, but selling primarily through retail channels often leaves them with little direct relationship to the people who ultimately buy and use their products. Unlike software providers, whose customers typically identify themselves through account creation and ongoing product access, hardware manufacturers often have limited visibility into how their products move beyond the initial sale and who ultimately becomes the long-term customer. That gap becomes increasingly significant as subscriptions, extended warranties, accessories, and service programs account for a growing share of long-term customer value, all of which depend on maintaining an ongoing relationship with the product owner.
This disconnect is more than simply a marketing challenge because it fundamentally reflects the way most CRM systems have been architected. Throughout my work designing CRM architecture for consumer hardware organizations, I've found that treating ownership as the central business entity creates a stronger foundation than traditional registration-centric models for customer support, service delivery, and long-term engagement. In my experience, every meaningful post-purchase interaction presents an opportunity to establish, strengthen, or deepen the customer relationship. Warranty activation, device setup, support interactions, accessory purchases, and service requests should therefore be designed as connected identity events that contribute to a unified CRM record instead of isolated transactions managed independently across different systems.
The Economics of Product Ownership
The consumer hardware industry was built around a straightforward business model: design the product, distribute it through retail channels, and generate most of the profit at the initial sale. Once the transaction was complete, manufacturers had little reason to know who ultimately owned the product because the economic relationship had largely ended. As hardware markets matured, however, growth became increasingly dependent on recurring products, services, and ongoing customer engagement, making long-term relationships as important as the initial purchase. To illustrate how manufacturers are creating more value from products already in use than from simply selling more devices, the Consumer Technology Association projects U.S. consumer technology revenue will reach $565 billion in 2026 despite unit growth of less than one percent, while direct-to-consumer sales still account for less than one-fifth of U.S. retail e-commerce, leaving most manufacturers dependent on retail channels that limit direct visibility into product ownership.
As more revenue depends on the years following the initial sale, identifying product owners becomes fundamental to the business because it provides the foundation for every meaningful post-purchase interaction within the CRM platform. Organizations cannot effectively deliver ongoing services, provide proactive support, or sustain customer engagement without understanding who owns their products and how those customer relationships develop over time. GoPro's subscription business, Apple's services portfolio, and similar industry trends all point in the same direction: sustained growth increasingly depends on maintaining an ongoing relationship with the owner, not simply completing the original transaction.
Why Traditional Product Registration Falls Short
Product registration has been the consumer hardware industry's primary mechanism for identifying product ownership, although participation has consistently remained low. A University of Michigan Transportation Research Institute study on consumer product-registration behavior found that more than half of respondents worried registration would lead to unwanted marketing communications, while nearly 87 percent said they would be more likely to register if activation were required to obtain warranty coverage.
The findings suggest that consumers are not reluctant to identify themselves, but they are selective about when and why they do so. Traditional registration workflows ask customers to provide personal information while offering little immediate value in return. When the same interaction provides access to warranty coverage, product support, or additional functionality, participation increases because the relationship serves a practical purpose for both the customer and the manufacturer.
Every Post-Purchase Touchpoint Is an Identity Event
A customer's relationship with a consumer hardware brand continues long after the initial purchase. Every meaningful post-purchase interaction creates an opportunity to verify customer identity, although each touchpoint serves a different purpose and captures information with varying levels of confidence. Designing those interactions independently often produces fragmented customer data, while connecting them within the CRM platform allows each one to enrich the same customer profile. Over time, I've found that five post-purchase touchpoints consistently provide the strongest opportunities to build a complete ownership record.
1. Warranty Activation
Warranty activation offers the strongest opportunity to establish product ownership because customers receive an immediate and tangible benefit in exchange for identifying themselves. Organizations should therefore design the experience to reduce friction while capturing reliable ownership data through features such as QR-code activation, pre-populated product information, and streamlined registration workflows. When customers understand that completing the process protects their investment and simplifies future support, participation becomes a natural part of ownership instead of an additional administrative task.
2. Device Setup and App Pairing
For connected products, device setup often creates the highest-confidence ownership event because the product, customer account, and device identifier can all be linked during the onboarding process. Integrating identity capture into product activation allows the CRM platform to establish a verified ownership record from the beginning of the customer relationship instead of treating registration as a separate workflow. The resulting data becomes the foundation for future service, support, software updates, and customer engagement, while creating a single source of truth that can be enriched throughout the product lifecycle.
3. Customer Support Interactions
Support interactions provide valuable opportunities to strengthen ownership records because customers are actively seeking assistance and expect to identify themselves as part of resolving an issue. Instead of treating each service request as an isolated transaction, organizations should use these interactions to verify customer identity, update CRM records, and capture changes that may have occurred since the original purchase. Every support conversation can improve the accuracy and completeness of the ownership record while making future interactions more efficient for both the customer and the service organization.
4. Accessory and Consumable Purchases
Accessory purchases reveal how customers continue using a product long after the initial sale, providing valuable insight into product preferences and long-term engagement. Connecting those purchases to an existing CRM profile helps organizations better understand product lifecycles, anticipate future service needs, and deliver recommendations that reflect actual product usage. Collectively, these interactions create a much richer understanding of customer behavior than purchase history alone.
5. Replacement Parts and Repairs
Repair requests and replacement-part orders often occur years after the original purchase, making them important opportunities to confirm that ownership records remain accurate throughout the product lifecycle. Products change hands, customers relocate, and contact information evolves over time, all of which can reduce the value of static registration records. Designing repair and service workflows to update ownership information helps maintain an accurate CRM record while strengthening future support, warranty administration, and ongoing customer engagement.
Extending CRM Beyond Direct Customer Interactions
Although manufacturers rarely own the point of sale, retail partners often possess customer identity information that can strengthen an ownership-centric CRM strategy. Privacy-preserving technologies such as data clean rooms are creating new opportunities to connect retailer and manufacturer data while respecting customer privacy and commercial boundaries. These capabilities allow manufacturers to enrich existing CRM records with information that previously remained inaccessible after the initial sale.
Retailer data is most valuable when it supplements customer identity established through direct interactions. Direct customer interactions establish the CRM record, while information received from channel partners fills gaps, validates customer identity, and expands customer insight. Without a clear strategy for incorporating that information into ongoing customer relationships, additional data alone contributes little long-term business value.
Designing CRM Around Ownership
The five touchpoints discussed above illustrate a broader architectural principle. Treating every post-purchase interaction as an ownership event requires a different approach to CRM design. Traditional CRM implementations often organize customer information around individual transactions or marketing campaigns, causing valuable customer data to become fragmented across commerce, service, warranty, and support systems. As the number of customer touchpoints grows, maintaining a complete and accurate ownership record becomes increasingly difficult.
An ownership-centric CRM model approaches the problem differently by treating the product owner as the primary business entity. Every meaningful customer interaction contributes to the same CRM profile instead of creating isolated histories within separate applications. The result is a platform that becomes more accurate over time because each interaction enriches the underlying customer record.
From Customer Acquisition to Customer Ownership
Traditional CRM strategies were developed for organizations where the primary objective was acquiring customers and completing the initial sale. Consumer hardware manufacturers now operate in a business environment where customer value increasingly develops after the purchase through services, software, accessories, and ongoing product support. As a result, CRM architecture must evolve from documenting transactions to managing long-term ownership relationships.
Viewing CRM through the lens of ownership changes how success is measured. Increasing registration rates or expanding marketing databases becomes less important than improving the quality of the customer record with every interaction, making future service, support, and engagement more valuable for both customers and manufacturers.
Ownership as a Long-Term CRM Strategy
